Website Hosting Service Level Agreement (SLA)

SLA Overview

Sland will respond to a hosting support request as fast as humanly possible! Some fixes will take moments for a team member to resolve, while others may require troubleshooting. Response times will vary within the following conditions depending on time of ticket submission. Actual resolution time will be determined upon diagnosis of each request. Some requests may require time to diagnose and therefore may not have a resolution time estimate available immediately.

*Please attempt basic troubleshooting first: (clear your browser cache, review on more than one device, check mobile & desktop devices, connect from a different network; cellular & wifi, different wifi, etc.)
**Please include as much information as possible to help us efficiently diagnose (screenshots, reference URLs, notes of conditions you were able to create the issue, etc.)

Response Time for hosting support requests:

  • You will receive an automated acknowledgement of support request upon submission
  • Sland support team member (an actual human) will respond within the response time (note: response time varies based on day / time of ticket submission as per below)
  • Support team members are trained on troubleshooting and resolving most common hosting issues.
  • Most support requests upon response can be resolved within 1-2 hrs. That said, actual resolution times will vary depending on the issue.

Response Times:

Weekdays: within 60 minutes

  • Monday – Friday 9am-4pm MST
    *excluding stats & holidays (see below for stat calendar)

Weeknights: by 9pm MST

  • Monday-Thursday
  • Tickets received between 4pm-9pm
    *requests received after 9pm will be reviewed 9am next business day

Weekends: Within 12 hrs of ticket receipt

  • Friday 4:00pm – Monday 9am

  • Victoria Day (Monday before May 25): Monday, May 19, 2025
  • Canada Day: Tuesday, July 1, 2025
  • Heritage Day (First Monday in August): Monday, August 4, 2025
  • Labour Day (First Monday in September): Monday, September 1, 2025
  • Thanksgiving Day (Second Monday in October): Monday, October 13, 2025
  • Remembrance Day: Tuesday, November 11, 2025
  • Christmas Day: Thursday, December 25, 2025
  • National Day for Truth and Reconciliation: Tuesday, September 30, 2025

What is not included in SLA

  • Many possible situations are completely beyond the control of Sland Studios & Digital Ocean, and therefore are not in the scope of this agreement. These situations include, but are not limited to:
    • Scheduled Network Maintenance – occasionally network maintenance will be required. Sland Studios / Digital Ocean will do everything possible to minimize and avoid downtime during this maintenance. You will receive prior notification of upcoming maintenance at the e-mail address we have on file.
    • Hardware Maintenance – on rare occasions, the hardware in your Dedicated Server may need maintenance or replacement. Sland Studios / Digital Ocean will do everything possible to minimize any downtime in these situations.
    • Software Maintenance – an important part of managing a Dedicated Server is keeping the software up to date. Occasional software updates will be required to address security or performance issues. Usually you will experience little or no downtime in these situations, but we cannot guarantee a specific amount of time in all situations.
    • Malicious Attacks – if a third party not associated with Sland Studios / Digital Ocean initiates a “Denial of Service” or other form of disabling attack against your Dedicated Server or major portions of our network, Sland Studios / Digital Ocean will do everything in its power to stop the attack, but cannot guarantee a resolution time.
    • Legal Actions – In the case that a legal action is taken against a customer of Sland Studios / Digital Ocean and Sland Studios / Digital Ocean is required to act in accordance with the order, Sland Studios / Digital Ocean shall not be responsible for any damages.
  • Website Recovery not included. Additional scope charge will be required to recover / rebuild / support to be additional scope. Eg.
    • In the event of client breakage (accidental or otherwise)
    • In the event of a third party hack
    • Request to restore to a backup for any reason
  • Additional third party hosting paid services not previously outlined
  • Changes to server specifications (more power, etc. will require additional cost)
  • cPanel not included (we’ll be utilizing command line and therefore don’t require cPanel. This can be set up at an additional charge if requested specifically.)

Website Hosting Services

We can host your website to provide a reliable, fast, & secure environment for your digital properties. Rest assured with automated website backups, uptime monitoring, and support just an email away. Be sure to reference your specific hosting agreement for differences from our standard hosting offering.

  • Security
    • Server hosted on DigitalOcean on partitioned droplets.
      Other shared web hosts are vulnerable to hack if one site on a shared grid is compromised. Through partitioned droplets, this type of vulnerability is non existent.
    • SSL (Security certificate allowing your site to show HTTPS://) included and set to automatically renew
  • Performance
    • Your website server is typically faster and more responsive than a traditional shared hosting environment (eg. GoDaddy, etc.) and can be throttled up as needed (temporary or permanent performance upgrade options available).
  • Efficiency
    • Sland is ultra familiar with DigitalOcean hosting environments and therefore any updates or customizations can happen rapidly and efficiently.
  • Peace of Mind
    • Uptime monitoring (we’ll be the first to be alerted if your site goes down and we can rapidly address it)
    • Automated site backup & quarterly disaster recovery tests monitored by Sland team
  • Assumptions
    • Email services not included
    • For Sland to fulfill its’ commitment to website security, speed, and reliability, we require websites we build to be hosted on our hosting services.

Cancellation Policy: 

30 days advance notice is required for us to cancel ongoing hosting services. If less than 30 days notice is provided for cancelling hosting services, Sland reserves the right to bill the equivalent of one full month of hosting fees. Upon conclusion of hosting services, unless written arrangements are made, all website and database files will be permanently deleted from our servers and will not be recoverable.
